Function 02 — Customer service

Customer service: the WhatsApp inbox is the business.

POTRAZ measures WhatsApp at a fifth of all mobile data in Zimbabwe. Your customers are already there; the question is whether the inbox is a system or a phone.

What gets done by hand today

  • Typing "we open 8 to 5, we are next to the OK, we take EcoCash and USD cash" thirty times a day.
  • Taking orders from voice notes and photos, then re-typing them into a book or a sheet.
  • Reminding patients, guests or customers of appointments by calling, if there is time.
  • Telling customers the delivery has left — when they ask.
  • One phone, one person, and a manager who cannot see what was promised.

The five opportunities

C2Catalogue and order capture on WhatsAppCustomers pick from the catalogue; the order arrives structured, not as a voice note.WhatsApp catalogue + order sheetMediumHigh

Effort: Low = an afternoon with free tools; Medium = a week and a subscription; High = a project with outside help. Impact is relative to a typical 5–30-person business; run the ROI calculator with your own figures.

Worked example (illustrative)

A pharmacy in Harare receives about 60 WhatsApp messages a day. Roughly 40% are the same six questions: hours, location, whether an item is in stock, price of a common item, whether they take EcoCash, delivery. With greeting, away and quick-reply messages (C1) on the free WhatsApp Business app, those 24 messages take a tap instead of two minutes of typing: about 48 minutes a day, four hours a week, and customers get an answer at 21:00 when the shop is closed.

The larger effect is the messages that no longer go unanswered. If 5 of the 60 daily messages currently get no reply and 1 in 5 of those would have bought, that is one lost sale a day. The ROI calculator has a line for exactly this.

App or Platform?

The free WhatsApp Business app gives you greeting and away messages, quick replies, labels, a catalogue and linked devices. It covers C1 and C2 fully and C3 partly (manual reminders). The WhatsApp Business Platform (the API, used through a provider) adds sending from software, templates, a multi-agent inbox and automated flows: C3 at scale, C4 and C5. Its cost is per template message delivered; replies to a customer inside the 24-hour service window are free. The retailer guide walks through both and when to move.

Zimbabwe notes
  • Reminders are "utility" messages — the cheapest paid category — and free when sent inside an open 24-hour service window. Appointment confirmations sent as a reply are free; the day-before reminder is not.
  • Load shedding is a customer-service event. An away message that says "power is off at the shop until 14:00, orders on WhatsApp will be confirmed by 15:00" saves twenty calls. ZESA's own target is to end load shedding by December 2026; until then, schedule the message.
  • EcoCash reaches most paying customers: POTRAZ counted more than 7 million active mobile money accounts in Q2 2025, 95% of them on EcoCash. Put the merchant code in the quick reply.

Do not automate

Complaints. Auto-detect them if you like ("refund", "wrong", "broken"), but route them to a person within minutes. And never bulk-message people who did not ask; WhatsApp restricts numbers that get reported.
